Why AI Is Reshaping Trust in Banking – And Why Transparency Matters More Than Ever

Banks are entering a critical moment. Artificial intelligence is transforming operations faster than ever, but it’s also creating a new challenge: the very technology meant to improve customer experience is raising questions about safety, fairness, and control.

Customer trust in banking remains high on the surface. The 2026 Banking Trust and Technology Report found that 88% of customers express confidence in their bank’s ability to protect their data. Yet this confidence is often based on familiarity rather than detailed understanding of how their data is actually used, especially now that AI is increasingly making decisions about their accounts.

Meanwhile, banks are doubling down on technology investments. Nearly half of banking executives expect technology spending to increase by 40% or more, with 18% anticipating increases above 60%. Much of this spending is going toward AI capabilities. Yet as banks invest in AI, they’re not investing proportionally in transparency or customer communication about how that AI works. This gap between AI adoption and AI accountability only deepens the complexity financial institutions are facing.

AI exposes the fragility of customer trust

Artificial intelligence is rapidly embedding itself in banking operations, from fraud detection to transaction monitoring. While these tools improve efficiency, they introduce new risks that most customers don’t fully understand.

Customer concerns are significant and growing. Fifty-two percent worry that AI systems could mistakenly freeze their accounts or block legitimate transactions. Forty percent fear AI could expose personal data. And critically, 23% say they don’t understand how their bank uses AI at all.

Executives face similar challenges. More than 36% report difficulty interpreting AI-generated outputs or understanding how algorithmic decisions are made. This lack of clarity creates a fundamental problem: if banks can’t explain how AI works, they can’t assure customers or regulators that it’s working fairly.

The disconnect between what banks think customers understand and what they actually understand is widening. Cybersecurity incidents are routine — 51% of institutions experienced email-based breaches in the past year, and 50% reported mobile breaches. Yet only one in ten customers report receiving breach notifications, and 57% believe their institution has never experienced a breach.

Now add AI to this equation. Customers are placing their trust in systems they don’t understand, making decisions they can’t see, with safeguards they can’t verify. The fragile trust dynamic that already existed has become even more precarious.

Restoring trust starts with communication

Communication lapses can undermine confidence faster than ever. Fifteen percent of customers say their bank rarely communicates about security updates. Nearly half report that communication is infrequent. AI communication is especially lacking, since most banks don’t explain how it’s being used at all. When customers lack clear information, they may assume protections are weaker than they actually are.

Customers need to know:

  • Where AI is being used in their accounts
  • How those systems make decisions
  • What safeguards protect them
  • Who they can contact if something goes wrong

Institutions that communicate clearly about AI are better positioned to maintain customer confidence. Those that stay silent are betting that customers won’t notice. That bet is getting riskier.

External partnerships and the need for oversight

Banks increasingly rely on external providers to manage core IT functions. Seventy percent depend on managed service providers for key capabilities, including advanced cybersecurity support. In many cases, these partnerships extend to cloud operations and AI implementation.

This partnership model, when done right, can actually strengthen customer trust. External managed service providers bring specialized expertise in AI transparency and governance, capabilities many banks lack internally. They can help banks understand how AI systems work, document decision logic, and ensure compliance with emerging AI regulations. More importantly, they can help banks communicate that understanding to customers.

The best external partnerships go beyond technical execution. They include:

  • Regular audits and documentation that demonstrate AI systems are working fairly

Rising AI adoption and evolving customer expectations have fundamentally changed what trust means in banking. It’s no longer enough to say “we protect your data.” Customers now need to understand how AI is using that data, and trust that it’s being used fairly.
